Our guests aren't comparing us to the business down the street anymore. They’re measuring every hotel stay, dining experience, tour, visitor attraction, and day out against the best memories they’ve accumulated worldwide, alongside every seamless interaction they experience in daily life. From two-tap food delivery and frictionless streaming services, to instant customer support, today's guest brings an ever increasing expectation of ease, speed, and clear intention into the real-world spaces they enter.
When you combine modern digital convenience with current global travel benchmarks, and a high demand for authentic personalised experiences, the bar for guest satisfaction in 2026 isn't high …. it's fluid and dynamic. Guests no longer evaluate experiences in traditional industry silos. They don't separate a stay at a boutique hotel in Perthshire, from a distillery tour in Harris, a dining experience at a Michelin-starred restaurant in Edinburgh, or a trip to a heritage visitor centre in the Borders. To the guest, it is all part of one continuous, connected experience journey. They want effortless operations and service on one hand, and a deep, authentic human connection on the other.
And, if there is a disconnect between what we promise and what we deliver, whether through clunky booking platforms, inconsistent service standards, or an uninspiring visitor attraction narrative, the magic evaporates instantly.

Simply delivering "good customer service" or relying solely on natural scenery and historic charm is no longer enough to secure loyalty, protect margins, or generate growth. To thrive, Scottish hospitality and tourism business leaders must evolve from being reactive operators managing daily transactions, into proactive ‘Experience Architects’ who deliberately design every touchpoint, moment, and memory.

As I travel across Scotland, both personally and professionally, I am always struck by the vastness and diversity of our sector's footprint, but also the immense untapped value that remains available to businesses if their approach to ‘guest experiences’ was designed with true intention.
Over the past year, my journeys have taken me from the corners of some of our amazing islands to vibrant city centres. And, whenever I found thoughtful, customer-centric design delivered across every single touchpoint of the businesses I engaged with, it not only unlocked extraordinary emotional value for myself, my family, friends, or colleagues, but it also did something vital for the business …… it made us far more willing to spend.
The simple truth, as we all know, is happy guests stay longer, engage deeper, spend more, and share experiences more readily, driving far greater commercial returns in both the short and long term. Yet, despite this clear reality, too many businesses are still leaving vital revenue on the table by relying on outdated operational habits that simply haven't kept pace with the ever-changing demands of today's guests. When an experience falls short, the negative fallout can be immediate, damaging, and often hard to reverse.
So … whether you run an urban hotel, an independent distillery, a destination restaurant or a tour operation, the key question for 2026 and beyond is simple:
